Agreed with Scott, scripts work well for new employees, after which knowledge & experience will take over. When I was a brand new employee, we did not have scripts and would have loved to have one. However as you get to know the systems and users, good and troublesome, instinics take over. Every help desk person has there own style and delivery. While my IT experience is limited, I yet to see a good, the key here, knowledge base system that is kept up to date with accurate information. Which is a major downfall of many companies, big and small. While scripts and knowledge are great tools, the ability to asked the questions,make users feel helped, and effectively listen can be just as powerful. Just my thoughts.
